Description & Requirements
The Response Support Analyst II is an experienced frontline support role within the Tier I Response function, responsible for handling a broader range of incidents with increased independence, accuracy, and confidence. This role builds upon the foundational skills of the Response Support Analyst I and serves as a senior operational contributor within the Response team.
The Response Support Analyst II provides enterprise level remote IT support across multiple business units, managing higher complexity incidents, ambiguous issues, and escalations originating from Tier I intake. The role is responsible for accurately logging, prioritizing, troubleshooting, and resolving incidents in alignment with ITIL based Incident Management processes while maintaining clear documentation and user communication.
In addition to direct incident resolution, the Response Support Analyst II acts as a functional escalation point for Response Support Analyst I team members, providing guidance on troubleshooting approaches, ticket handling, and escalation decisions. This role helps maintain service continuity during periods of high volume and supports consistent execution of Response processes and service standards.
In an AI enabled service delivery model, the Response Support Analyst II actively leverages approved AI assisted tools-such as guided diagnostics, Copilot supported intake, and knowledge recommendations-to improve resolution efficiency and quality. The analyst applies human judgment to validate AI assisted outputs, recognizes when manual intervention or escalation is required, and provides feedback to improve AI and knowledge effectiveness over time.
The Response Support Analyst II works under the guidance of the Response Team Lead and plays a critical role in stabilizing service operations, mentoring less experienced analysts, and ensuring a reliable, professional support experience for end users.

  • Escalate incidents to Resolution support team when necessary, ensuring thorough documentation and effective handoff.
  • Consistently meet or exceed individual and team performance metrics related to resolution quality, documentation accuracy, and service level commitments.
  • Support service continuity during periods of high volume and participate in extended support coverage as required, which may include evenings, weekends, or holidays.
